# What is escalation in customer support?

Escalation is handing a customer question to someone with more knowledge or authority when the person answering cannot resolve it. Typical cases are a refund above their limit, a technical fault, an angry customer or a legal question. A good escalation passes the full context along, so the customer does not have to explain everything again.

Escalations move a conversation up or sideways: to a specialist, a manager, the developer who knows
the code, or the founder. In a small business the path is often informal, a forward with "can you
take this one?", but the idea is the same.

## Why it matters

Escalated emails are the ones customers remember. They are usually already frustrated, and every
extra handover adds waiting time. Two habits help: a short internal note with what is known and what
was tried, and a quick reply to the customer saying who is looking at it and when they will hear
back.

Knowing what to escalate matters just as much. Refunds, cancellations, complaints and anything
legal are common candidates for a person to handle, even when a tool could draft the words.

## An example

A customer reports being charged twice. The person on the inbox confirms the two payments, forwards
the thread to whoever can issue refunds with a one-line summary, and tells the customer it will be
sorted by tomorrow.
